If it's that urgent, you might consider whether or not you need a support
contract from Best Practical...

Most likely you're trying to correspond on a ticket with a different email
address from the requestor, or you don't have the right ACLs to allow
"Everyone" to correspond on a ticket. Hard to say without further details.
